About the role

The Incident & Change Management Expert operates as an advanced technical layer between Service Desk/L1 and L2 SOC experts. The role focuses on mid-to-advanced technical triage, firewall and network security analysis, policy validation, and secure change implementation within customer environments. The objective is to improve SLA performance, reduce escalations, and enhance technical ownership across network security operations.

About you

Key Responsibilities

  • Perform advanced technical validation and analysis of firewall, VPN, proxy, and network security alerts.
  • Analyze network traffic flows, NAT rules, routing behavior, and firewall policy impacts to determine root causes of security events.
  • Own and resolve network security incidents end-to-end, including investigation, containment, and resolution.
  • Troubleshoot firewall drops, IPS blocks, VPN tunnel failures, and routing issues impacting network security operations.
  • Implement standard and pre-approved firewall rule changes following appropriate risk validation and change management procedures.
  • Validate rollback procedures prior to change implementation to ensure safe recovery in case of failure.
  • Perform post-change verification to confirm successful implementation and maintain service stability.
  • Identify risky, unused, or redundant firewall rules and recommend rule optimization and policy improvements.
  • Maintain structured and evidence-based documentation in ServiceNow for incidents, investigations, and change activities.
  • Support audit, compliance, and governance requirements by providing technical evidence and documentation when required.
  • Act as a technical escalation point for Level 1 engineers, supporting complex alerts, investigations, and troubleshooting activities.
  • Mentor and guide Level 1 engineers during incident investigations, ensuring adherence to SOC procedures and investigation quality.
  • Deliver knowledge-sharing sessions and technical workshops to strengthen Level 1 engineers’ capabilities and promote best practices.
  • Contribute to the development and maintenance of SOC runbooks, knowledge base articles, and troubleshooting documentation.
  • Identify and drive operational improvements, including monitoring optimization, alert quality enhancement, and workflow efficiency.
  • Support innovation initiatives by proposing and contributing to projects that enhance SOC automation, efficiency, and security operations.
